Le poste d’Analyste de Support IT est un rôle hybride qui nécessite une expertise en support technique et en gestion des incidents. Il se concentrera principalement sur la surveillance technique et le support pour les services d’application et d’infrastructure IT. En s’assurant que tous les événements de production sont enregistrés et transmis à un échelon supérieur en temps opportun. Cela inclut la création d’incidents et la transmission des informations aux équipes support concernées. Pendant les déploiements de mise en production et les immobilisations planifiées, l'équipe est responsable des communications avec les intervenants. Son rôle est de rassembler des équipes différentes pour la résolution de problèmes. L’Analyste Support est chargé d’identifier des manques dans les processus et de suggérer des améliorations. Il est préférable que la personne soit familière avec des outils tels que Dynatrace, Geneos, Cyberark, Service Now et Confluence.
Ce poste implique également la coordination et la communication des activités et des incidents de production hautement prioritaires. Les incidents peuvent être de différents types et de différentes natures, allant de problèmes d’accès aux applications à des problèmes d’infrastructure majeurs. Il s’agit de veiller à ce que tous ces incidents soient répertoriés et résolus en un temps opportun. L’Analyste de Support IT participe à l’initiation et à la coordination des réunions téléphoniques techniques/de gestion, de l’envoi des communications tout en veillant à ce que la qualité des informations soit maintenue tout au long du cycle de vie de l’incident. Le poste comprend également la création de documents de procédures, la maintenance des rapports KPI et la mise à jour de la documentation interne. Pour accomplir les tâches attendues, le candidat doit avoir une solide compréhension de l’outil ServiceNow et des processus ITIL. Il est nécessaire d’avoir expérience préalable de la gestion d’incidents de haute priorité.
Il n'y a pas de quarts de nuit, puisque l'équipe travaille sur le modèle FTS (Follow the Sun) à travers l'Inde et le Canada. Ce rôle nécessitera de travailler les fins de semaine sur des quarts de rotation puisque l'équipe maintient un soutien de 24X7.
Surveiller les alertes d’applications et d’infrastructure par le biais de processus manuels et automatisés.
Surveiller les tableaux de bord support et les e-mails des utilisateurs et prendre des mesures conformément aux procédures existantes.
Enregistrer, diagnostiquer et résoudre des problèmes de production selon des objectifs SLA prédéfinis.
Identifier et partager les problèmes techniques aux équipes support dédiées pour une résolution rapide.
Exécuter les déploiements techniques de nouvelles versions d’applications et les mises à niveau/migrations des services dans le cadre de la vulnérabilité et de l’obsolescence.
Suivre et coordonner les principales mises en production et les changements de migration d’infrastructure.
Enregistrer, coordonner et communiquer les incidents de production hautement prioritaires pendant toute la durée de l’incident auprès des différentes équipes et parties prenantes.
Initier et participer à des réunions téléphoniques techniques rassemblant divers participants d’équipes régionales et mondiales pour assurer la résolution des incidents dans les objectifs SLA.
S’assurer que les impacts commerciaux des incidents sont correctement enregistrés et communiqués aux parties prenantes pendant toute la durée de l’incident.
Effectuer les contrôles de qualité des données et assister les équipes techniques dans la mise à jour des informations sur les incidents selon les besoins.
Assister les équipes techniques dans la génération des documents PIR/RCA et suivre le respect du modèle et la qualité des données.
Créer des tableaux de bord et des rapports KPI basés sur des données mensuelles provenant de diverses sources.
Baccalauréat en informatique, en technologie de l’information ou équivalent.
Expérience préalable (3 à 5 ans) dans un projet de support à la production, de préférence pour une banque.
Expérience en support de production, y compris la surveillance, le dépannage et le déploiement d’applications Java.
Connaissance de Linux, Windows, middleware et Oracle DB.
Connaissance des outils de production tels que Dynatrace, Geneos, Service Now, Autosys etc.
Compréhension des concepts ITIL et des meilleures pratiques de gestion des services informatiques (une certification est un atout).
Une bonne connaissance de n’importe quel langage de script (Python/Powershell/VBA) est un atout.
Connaissance de la création de rapports à l’aide de tableaux de bord PowerBI/Excel/PowerPoint/ServiceNow, etc.
Excellente communication en français et en anglais. L'anglais est requis, le poste dmeandait de communiquer avec des clients et des partenaires à l'extérieur du Québec.
